A growing regional hospitality group with 14 properties and over 1,200 employees was drowning in IT support requests. Their legacy help desk was nothing more than a shared inbox, manually triaged by two overwhelmed technicians. Guests were experiencing slow check-ins, point-of-sale systems freezing, and Wi-Fi outages — each incident triggering a frantic email that often sat unanswered for hours. Internally, staff at the front desk, housekeeping, and back office had no way to track their tickets, leading to constant follow-up calls, duplicate reports, and mounting frustration.

The Head of IT knew the system was unsustainable. "We were fighting fires all day, every day. Our Approach

We deployed a cloud-based ITSM platform with an AI chatbot integrated into the company’s employee portal and mobile app. The bot handles Level 1 requests 24/7: password resets, MFA unlocks, Wi-Fi setup, and common printer fixes — all resolved instantly with no human involvement. Advanced tickets are automatically categorised, prioritised, and routed to the right technician based on property and skill. For the IT team, we built a live dashboard that surfaces trends, SLA breaches, and asset health, while AI-suggested knowledge base articles cut down time spent researching known issues. We also implemented a secure remote-support tool with session recording, so technicians can access devices only with employee consent and audit trails.

Finally, we migrated legacy ticket data into the new system and ran a 3-week pilot at three properties before a staggered rollout across the group.
